Measure CX transformation using a balanced view of customer outcomes, agent experience, operational effort, and cost. Establish a baseline and consistent definitions before changing the service journey; a single efficiency metric can conceal declining service quality.
Choose metrics that match the goal
Customer satisfaction, first-contact resolution, repeat contact, abandonment, and successful escalation each answer different questions. Pair service metrics with agent workflow and operating-cost measures. Not every organization needs the same scorecard.
Shorter handling time is not necessarily better if customers must contact you again. Likewise, automated containment is not evidence of resolution unless the customer's issue was actually addressed.
Establish a comparable baseline
Document how each measure is calculated, where the data comes from, and what is excluded. Account for changes in contact mix, seasonality, staffing, and customer population before attributing a change to a new platform.
- Assign an owner to each measure and its data quality.
- Use comparable periods and contact categories.
- Capture service failures alongside successful interactions.
- Include training, integration, review, and ongoing provider costs.
- Agree on acceptance criteria before the pilot.
Use findings to make decisions
Review the scorecard with service leaders and frontline teams. Investigate trade-offs rather than optimizing one number in isolation. Expand a change only when the evidence supports the agreed goals and risks are understood.
